UPDATE 4/25: The MacBook was received April 1. I wanted to test it out for a while to see if the repairs would hold, and they have. The thermal assembly was deemed to be defective according to repair slip. It was replaced, along with a couple of other parts. I am grateful to have the Mac book and appreciate the efforts of Apple’s corporate support team as well as others who helped me get the issue addressed.
UPDATE, 3/22: The MacBook has been repaired by Apple, and shipped to friends who will deliver it to me in a few days. I am very excited, and will be writing a new post about this subject when the Mac is back in my hands. In the interim, I thank those who offered support, including Karoli, CJ, readers, and Mark from Apple Computers.
You’re walking down a city street. To the left of you is a parked car with a dented fender. Do you assume that the car owner got drunk and wrecked her car? Do you extrapolate that assumption into a conviction that the car must have run over a person? Do you hold onto your theory so tightly that no matter what other evidence exists, you’re absolutely certain that only a drunken collision with a pedestrian could have caused this particular dent?
Of course you don’t, at least not if you’re a reasonable person. You’d need more evidence, like witness statements — maybe even from the owner herself — and actual tests to name the cause of the dent.
Yet when I brought my four month-old MacBook into the Apple store, and residue was found near the hinges and fan, the guy at the genius bar insisted I must have murdered my MacBook by way of spillage. Argument was futile. He’d made up his mind — nothing but a spill could have caused the residue that was present, and there could be no other cause but spillage for the MacBook’s breakdown. The three-year warranty my donor generously purchased would not, I was informed, be honored.
It was frustrating because I know there was never a spill — not in, or near, or even close to my MacBook. Most people who’ve met me know, and readers of this site know, that the gift I received from an anonymous donor in November was the equivalent of winning a million dollar lottery for me. I spent years pining for a Mac. When I got the MacBook Pro, it was like the decades-long burden of Windows was lifted from my shoulders. I was free to create things I never could before. The MacBook really is an incredible machine — when it works.
This isn’t a slam against Mac or Apple. Macs are popular for very good reason, and Apple’s customer service is generally rated high among customers. This is, instead, about my sense of disbelief and the feeling that I have been among the unlucky ones who’ve had their first Apple experience turn out badly. I don’t like being accused of something I didn’t do. It’s like being sentenced to hang for a crime I never committed, and having no way to prove my innocence short of having a CSI crime lab perform forensic tests. And while I realize that many criminals deny culpability, and that some people lie — especially if it might save them money — I’m not lying. The MacBook has rarely been out of my sight, has not been near anything wet, and has been kept in its storage bag when not in use.
Like Apple’s customer service department, I can only guess at the origin of my MacBook’s problem. I believe it started in January, when I first called tech support because the MacBook wouldn’t exit sleep mode, even after being turned off and then on again. It took about an hour of trying several things to get the MacBook to start up normally. After that, there were intermittent glitches with sleep mode and power, but I attributed these to settings. A few days ago, the MacBook started to randomly shut itself off. I called tech support and they made the appointment at the genius bar. The computer started normally in the Columbus store, and the tech said he didn’t see the problem. I asked him to wait a minute, and predictably the MacBook went blank. He took it to the back, and brought it back out showing me where he found residue, and said that the repairs would cost $1230. Several phone calls and emails to customer service (and even Steve Jobs) ensued, with the final result of an offer to fix the MacBook for $630 — for damages I know I did not cause.
Like all internet junkies, I went to Google to see if I could find other people who’ve had similar problems. I found that people have been complaining about random shut-offs and sleep mode issues since 2006. I am apparently not alone.

I’ve spoken with several experts. One, an independent Apple repair person, agrees with Apple that only spillage could have caused the problem. Others have different opinions, and believe that the residue could be from overheating, an inoperative fan, or a loose case and condensation. They also believe that residue may not be the cause of the breakdown but that the logic board may have been faulty from the beginning, when I originally called Apple with the sleep-mode issue.
So at this point it’s a he-said, she-said issue — but he’s the one with the ability to deny warranty coverage.
I’ve ping-ponged between all five stages of computer grief this week — No, it can’t be! Grrrrrr. Please? What am I going to do now? It will be okay, no really, it will — and am sitting down at a PC getting reacquainted with Windows. Like I said in my previous post, it’s like going back to a partner I was really happy to divorce, but I’m grateful to the friend who lent it to me.
Some Macs last for years without any problems. Unfortunately mine did not, and it’s this experience that I’ll carry into the future. As much as I don’t like PC’s, and find them cumbersome, I’ve never had one break down in its infancy — or that needed any sort of repair in their first couple of years, and this includes the bargain-basement ones I’ve bought from Best Buy. It’s disheartening that my long-awaited first Apple experience turned out poorly. I find it unconscionable that Apple didn’t really care to investigate the root cause of my problem, but was instead eager to void its warranty.
The MacBook is MacDead. Long live the MacBook.

I’m glad you blogged this. I will be doing it too. We’ve invested almost $10,000 in Apple products over the past year, including a MacBook Pro, largely based upon their reputation for service and reliability. If they are going the way of finding excuses in order not to repair the product, customers and potential customers should know that.

To me it sounds like malfunctioning battery – I had a majour challenge with my iMac and customer service :=( – so I went public the ultimate was that Apple/Mac stepped up to the plate and I received a new larger iMac.

The best advice I can give it be very public and very loud – give name of the abusers or whatever they are. To Teri Hanna Schultz: Other computers I must say have even worse customer service – Macs are the top of the line and fortunately do not have constant poor service – reporting and being vocal gets it done – and when we all keep being public things will get better.

We recently found a great place to fix a Mac that actually had been dropped for less than 1/2 of what those friendly, optimistic guys at the Apple genuis bar told us. It is in Mpls near the UofM. Let me know if you are interested in fixing it. Apple does not want it’s products to be repaired, they want you to buy a new one. Bet they offered you 10% off a new one? Too bad they are so amazing when they are working!

Our three year old MacBook is MacDead too after three years and it has been nothing but trouble.
First, the the hard drive “disappeared” and the computer wouldn’t boot up. It was still under warranty so we took it in, they took it apart, found nothing, and put it back together again claiming nothing was wrong, and so their work was not covered by the warranty. We had to pay $50 for that. Strangely once it was back together everything was fine. We suspect there was a loose connection.
Then the hard drive failed right after the warranty expired. We had to pay for the replacement.
Now the new hard drive has failed.
Macs Shmacs, I would not get another one.

My son has had ongoing problems with the battery on his MacBook Pro and Apple was not very helpful. My Dad basically coughed up the bucks to replace it and the battery life was still sucky. I really don’t see the appeal of the Macs, but I know Windows, know how to fix it when there’s a problem and I know HOW to avoid the problems. My Dad is always needing my hubby (the windows guy) to come over and fix the Mac. That to me speaks volumes. Significantly higher cost, repair costs and not-so-helpful Help Desk = I stick with Windows.

You are supposed to be innocent untill proven guilty. Of course that is not happening as we know. We hve to prove ourselves innocent. But this mac man, should have to prove beyond a reasonable doubt, that you re indeed guilty. It sounds like he does not want to honor ,what they have even put in writing. I think we all should send a letter to the APPLE People, and complain, I just hate it when they can get away with these kinds of things.
I think Apple is taking advantage of their popularity and overall good ratings to do things like this. After all, if millions are buying, what does it matter that hundreds are having bad experiences? They’ll just get new customers.
I know you probably have or will, but I hope you’ll share your story on all the consumer sites available, and file formal complaints wherever you can. It’s ridiculous that they want $630.00 to repair a four month old computer that’s got a 3 year warranty. It’s more ridiculous that they didn’t run any tests….they just saw residue and assumed you caused it, and that it was the cause of the breakdown, which sounds like it was a few months in the making.
I’m sorry this happened, Jane. I know how much you loved your MacBook. I hope you can find some way to make videos with Windows. I know there are programs out there to make it easier, but I don’t know their names.
It doesn’t sound like Apple is going to step up to the plate. I’ve never bought an Apple product, and sure as hell won’t now.
And all this time I have been wanting a Mac. Now, not so much.
So sorry for your loss Jane. I know how much you loved and babied that Mac.

I just sent an email to Mr. Jobs. I really expected better from Apple and was on the brink of converting from PC but decided: no Mac for me.

Actually if this is a problem that they are aware of and are voiding warranties for it can’t a class action lawsuit be brought against them? I know I’d be in if it happened/happens to me and my new MacBook Pro!

I have had my MacBook for not quite 2 years and just had a new logic board installed for the 2nd time. The first time was only about 6 weeks after I purchased it – same problem you had – would not exit sleep mode. I would actually take the battery out to do a forced shutdown and then turn it back on. Thank goodness my daughter, who has been a Mac user for years, recognized that this was a serious issue and had me take it it. The very first thing the guy said was “are you sure you didn’t drop it?” Uh, yeah, I spent a couple grand on this computer just to be careless and drop it. I told him what it had been doing – they gave me a receipt and sent it off to the doctor. Verdict – new logic board – cost nothing.
About a month ago my MacBook started loading really slow – I would get the little spinning wheel – especially on Facebook. Again, my daughter said take it in right away. This time the guy said “did you spill something on it?” and proceeded to sniff it – yes, I said sniff it. I kind of laughed and said no, I keep it in a safe place and drink from a sippee cup – he looked at me like I had lobsters crawling out my ears. They gave me a receipt, again, and sent it off to the doctor, again. Verdict – new logic board – cost $90 because I had not backed up everything and they did it for me. If I had not had some recorded interviews on there I would not have cared but hey, $90 wasn’t too bad.
My Mac Store has been pretty reasonable to deal with and the guy who helped me the other night when I picked it up suggested that is I have any further problems, I contact Apple and put up a fuss because this should not be happening. I appreciated his suggestion and will pay very close attention to the performance from here out.
I am so sorry this happened to you – your Mac is your tool – that is how you get your job done. I can attest to the fact that you are very careful with your Mac It was pretty new when you were here visiting and you were totally in awe of it and took incredible care with it. Thank you for posting the contact information – think I will be sharing my experience with Apple when I let them know what I think about they way they have treated you.
Ugh! So sorry for you. I had a horrible customer service experience with apple as well. after a few weeks of going back and forth, they finally made it right. But it was definitely a stressful few weeks. I posted about my experience on my own blog. While everything turned out ok for me… I still firmly believe that Apple’s customer service have completely gone to pot over the last couple of years. I got my first mac about 5 years ago and their service them was spectacular. After dealing with Dell crappy customer service for years, i could not believe it. But lately.. I find myself comparing Apple to Dell in the CS dept. Sigh.
I would keep badgering them… this is not right at all. Even if there was some residue near the hinges, did they even open it up to see if it was on the inside? Unless the tech disappeared for a good 30 mins, it’s doubtful. there are a lot of screws to get to the inside.
You mention Columbus.. is this Columbus OH? That is my store, at Easton.. and that is where I had so much trouble with a couple of the “Geniuses” Sigh.

Again Jane, just as Evelyn said, I know how you babied that Mac. It really pisses me off that they accused you of something that I know you didn’t do.
When that Mac wasn’t being typed on, it was in it’s case. When I asked to touch it (”Pleeease Jane” I begged), you smacked my little paw away.
This whole ordeal is really BAD business for Mac. And I have let go any dreams of ever buying one. They may be wonderful to use, but too much of a pain in the ass to get good repair service.

If you had read the post thoroughly, you would know that I am in no way a “Mac hater”, and that I feel I am one of the unlucky ones not to have a good Mac experience.
There’s a comment in the post you linked where someone else was wrongfully accused of spillage and had their warranty denied. As the last comment on the thread states, “This was a nice gesture for you but unless they do it with everybody, it is by no means a story that should lauded as a normative…”.

This is a survey of 2800 MacBook owners. Please note that many people, 15.9%, experienced the same problem you did, and that in the Conclusion these problems remain unaddressed by Apple.
Like the survey indicates, the 15″ models have had the most problems. I finally traded mine back in and paid extra for the 17″ model which, as the survey indicates, has been pretty problem free. Of course, I also got a cooling pad for it, which I think helps at least somewhat with the overheating issue.
I’ve been lurking on your site for awhile, (my wife Laurel is a huge fan), but I don’t usually comment. I’ve enjoyed many of your stories though, and am sorry that your excitement over getting a Mac ended with you having to go back to the “nag” of Windows. I hope Apple gets you back up and running soon.
